Job Description
Key Responsibility Areas (KRAs) of a BPO Team Leader:
- Performance Management & KPI Achievement: Monitoring daily, weekly, and monthly KPIs, such as Average Handling Time (AHT), First Call Resolution (FCR), and Quality Scores (QA), to meet client service level agreements (SLAs).
- Team Coaching & Development: Conducting regular coaching sessions, quality feedback monitoring, and training to improve agent performance and product knowledge.
- Operations Management & Productivity: Ensuring adherence to schedules, managing team attendance, reducing agent absenteeism, and maximizing floor productivity.
- Escalation Management: Handling complex client queries and resolving complaints escalated by agents, ensuring high Customer Satisfaction (CSAT) scores.
- Team Engagement & Retention: Developing a motivated team culture, conducting performance appraisals, and implementing retention strategies to reduce team attrition.
- Reporting & Data Analysis: Analyzing team performance data and generating reports on operational metrics for management.
